SERVQUAL— service quality assessment was proposed by Parasuraman et al. (1985) and conceptualized as a gap between customer’s expectation of service provided and what customers actually get in his/her experience on service they gained. As a result, this measurement scale is comprised of 44 total items: the first 22 items derive from expectations of customers, and another 22 items are from customers’ perceptions.
